CRM for an online store

| Article: 3 min read | Business systems

CRM (customer relationship management) is a strategy and, usually, software for managing interaction with customers: it stores data about them, analyzes it and coordinates sales, marketing and service (Wikipedia, CRM). For an online store it is the place where orders, contacts, communication history and repeat purchases come together.

In plain words

Without a CRM, data about a buyer is scattered: orders in the store admin, conversations in a messenger, calls in a spreadsheet, the subscription in an email service. A CRM gathers this into one customer card.

The components of a classic CRM according to Wikipedia:

  • sales automation: every stage from contact to purchase, less duplicated effort;
  • marketing automation: regular emails, messages, nurturing a lead to purchase;
  • service automation: customer support across channels: phone, email, knowledge base, FAQ;
  • analytical CRM: data analysis, to work with segments differently;
  • collaborative CRM: sharing information between departments and partners (Wikipedia).

For e-commerce, the source singles out marketing automation: recovering abandoned carts, re-engagement by email, personalization (same source). See cart abandonment.

What a CRM does in a store

  • Stores the customer card: contacts, orders, channels, where they came from.
  • Records requests from all channels: site, phone, messengers, marketplaces.
  • Tracks order statuses and links them to the warehouse and delivery (fulfilment, cash on delivery and non-collection): Nova Poshta, for example, writes about integrations of its fulfilment with CRMs and platforms (Nova Poshta).
  • Provides the basis for email campaigns and repeat sales.
  • Calculates per-customer metrics: LTV, CAC, average order value.

Example (illustrative figures)

A store gets 600 orders a month, 180 of them from buyers who have bought before. The CRM shows that repeat buyers account for 30% of orders and have a higher order value. The store decides to run a separate email campaign for them. Without a CRM, this share would have to be counted by hand from spreadsheets.

Typical problems

CRM projects often carry these risks:

  • Low adoption: people don't enter data or bypass the system, and it ends up empty. There are no fresh independent measurements of the share of failed CRM implementations, and blog estimates usually have no methodology.
  • Data without action: companies collect a lot of data but can't turn it into plans.
  • Scattered data and inconsistent service across channels. According to a Salesforce survey (4,050 sales professionals in 22 countries, August–September 2025; report of 03.02.2026; CRM vendor data), 51% of sales leaders using AI say disconnected systems slow their AI initiatives, and 74% of professionals spend time cleaning data (Salesforce, 2026).
  • Privacy: collecting personal data requires compliance with the law (Wikipedia).

In practice: before choosing a CRM, write down the 3–5 reports or actions you need, and check whether the system and its integration with the site solve them.

What has changed: AI in CRM

In the same Salesforce survey, 54% of salespeople had already used AI agents and almost 9 in 10 plan to by 2027; the report's author writes that agents struggle without unified customer data, meaning the effect depends on a tidy customer card (Salesforce, 2026). For a small store the conclusion is more modest: before connecting an AI assistant, put the data in order (duplicate customers, order statuses, sources). Separately, check whether customers' personal data may be passed to an external AI service under your privacy policy and the law.

How different sources see it

Wikipedia describes CRM as a strategic process and as software. In practice, entrepreneurs often mean the software when they say CRM, and without processes (who enters data, how tasks are set) it gives nothing. The choice between an off-the-shelf CRM and your own system is a separate question: see ready-made platform or custom development.

FAQ

What is CRM in simple terms? A system that stores everything about your customers in one place and helps you work with them.

Does a small online store need a CRM? When orders and channels multiply, data in spreadsheets and messengers gets scattered. Then a CRM saves time, and before that simpler tools may be enough.

How does a CRM differ from the store admin? The admin manages the catalog and orders. A CRM manages the customer: history, communication and repeat sales. Sometimes these functions are in one system.

Which should I choose: an off-the-shelf CRM or my own? It depends on processes and resources; recommendations without your data would be misleading.
